A bespoke pathway that turns your organisation's tone of voice, values and strategy into one clear standard for how your people communicate with the public, in writing, in person, and under pressure. Five modules, built from your own tone guide, delivered by subject-matter experts.
A tone guide and a service plan set the direction. Consistency in customer experience comes from how reliably that direction is applied in practice.
This pathway is the link between your tone guide, your service plan and your people plan, translating all three into practical, everyday standards, applied the same way across every channel: how staff write to the public, how they speak to them, and how they hold that standard whatever the situation, whether that's distress, a language or access barrier, or an underlying issue that isn't obvious at first.
It's a mechanism for making your tone guide a living document: one shared standard, and one shared state of mind, for how your organisation communicates with the public, consistently applied by everyone who represents it.
That consistency pays off as trust. People who believe you're actually working towards a solution tend to engage rather than escalate. People who don't take it elsewhere: back to you, up the chain, or to a regulator or ombudsman. That costs you in repeat contact, formal complaints and rework, long before it registers in a satisfaction score.

Communicate with the public in one confident, consistent organisational voice, across every channel and situation
Approach every interaction with the aim of resolving it, in as few touchpoints as possible, and make that intent clear to the person they're dealing with
Recognise when someone needs a different approach, because of distress, a language or access barrier, or a situation that's more complex than it first appears, and adjust how they communicate accordingly
Recognise strain in themselves early, and sustain high-pressure public contact for the long term
Know when a case needs escalating, and hold the organisation's standard while doing it

The verbal standard, applied live: composure and judgement in sensitive or high-stakes interactions.

For roles with sustained exposure to distress or conflict: recognising strain early, and building the resilience to prevent avoidable burnout.
our approach
Foundation modules run on a rolling cycle, in any order, whenever people start the role or have time. Specialist modules can also be taken in any order, and organisations put forward only the people who need them. The only rule is that both foundation modules come first.
Delivery typically starts with frequent runs of the two foundation modules, bringing the wider workforce up to the shared standard, then shifts to a mix of specialist modules alongside a lower, ongoing frequency of foundation runs for new starters.
Each module is backed by digital learning materials, checklists, templates and workflows, that participants take away and use afterwards, so the sessions themselves stay entirely experiential: rehearsal, scenario practice and feedback.

Built from your own tone guide, service plan and people plan, drawing on your own live examples as well as written policy. -

Modules can be added or removed based on what your organisation sees as the core components of how it comes across to the public. Elements can also be moved between the foundation and specialist tiers at the design stage, depending on context and need. -
scheduling & format
Sessions run as often as needed, face-to-face by default, with virtual and blended options available. -
diagnostics
A discovery survey and pre and post participant surveys are our default. We can add customer satisfaction data, escalation tracking, or any other tool your organisation already uses. -
individual coaching
Available alongside the pathway for staff working through a specific interaction, complaint or challenge in private. -
template library
Available alongside the pathway: a comprehensive library of communication templates, built either by reviewing what your organisation already has or creating a new set from scratch.
impact
how we measure success
We survey participants when they start the pathway, and again on completion, tracked against the same measures, so you can show what changed and evidence it directly. Combined with the real situations raised in monthly office hours, this gives you both the metric and the lived example behind it: what changed, and what it looked like in practice.
We're also happy to work with metrics your organisation already tracks, such as customer satisfaction, engagement and escalation rates, to benchmark the pathway against them.
